Philippine Airlines Enhances Customer Experience with Twilio's AI Solutions
The airline's partnership with Twilio aims to modernize customer service and improve operational efficiency.

Philippine Airlines (PAL), the oldest continuously operating commercial airline in Asia, is undergoing a significant transformation in its customer service operations through a partnership with Twilio, a cloud communications company. This initiative aims to modernize its legacy systems and provide personalized experiences for millions of passengers, particularly in the wake of challenges posed by the COVID-19 pandemic.
In a recent webinar, Nicholas Kontopoulos, Twilio's Vice President of Marketing for Asia-Pacific and Japan, discussed the findings of a YouGov survey conducted between August 28 and September 4, 2023. The survey, which included 7,331 adults across seven Asia-Pacific markets, highlighted that while 90 percent of respondents value patience and politeness in daily interactions, only 32 percent exhibit patience when dealing with automated customer service. Filipinos ranked among the most patient in the region, with 76 percent indicating a willingness to engage with digital services, although this patience is described as conditional.

Mark Anthony Munsayac, Vice President for Customer Experience at PAL, emphasized the importance of evolving technology to meet customer expectations. He noted that while Filipinos are generally patient, there is a limit to their tolerance. Kontopoulos mentioned that if customers exhaust their patience, they may switch to a competitor, complain publicly, or give up entirely on the brand. This insight underscores the necessity for brands to prioritize clarity, security, and warmth in their digital interactions.
PAL's transformation has been marked by a shift from viewing customer experience (CX) as a cost center to recognizing it as a strategic asset. Munsayac remarked that the business is built on trust, which is tested not when things are business as usual, but when people are dealing with challenges. This perspective became particularly relevant during the airline's Chapter 11 restructuring in 2021, when the need for a robust customer service strategy became apparent.

Since implementing Twilio Flex, PAL has significantly reduced its average wait time at the contact center from two hours to under one minute. Customer satisfaction ratings have surged from the low 60s to approximately 95%, based on over 500,000 annual surveys. The contact center, once a financial burden, has now become a profit center, generating revenue through ancillary sales that exceed its operating costs.

Munsayac's approach to customer service has reframed the contact center as a revenue engine rather than merely an overhead expense. He explained that when a better experience is provided, the airline earns the right to sell. This transformation is further enhanced by the upcoming deployment of a "super AI agent" capable of autonomously handling about 80% of tasks typically managed by live agents, marking a significant advancement in PAL's customer service capabilities.
As PAL continues its modernization journey, the integration of AI and improved customer service practices exemplifies how airlines can adapt to changing consumer expectations and enhance operational efficiency in a competitive landscape.
